Overview

What is technical support?

Technical support is the ongoing service of helping users or employees resolve technical issues in real time, through a helpdesk, ticketing system, and defined response commitments. A support team receives a request, diagnoses the problem, and either resolves it directly or escalates it to someone with the right expertise — all tracked against an SLA (Service Level Agreement) that sets expectations for how fast that happens.

Support requests don't all need the same skill level, which is why mature support organizations split work across tiers. L1 handles the high-volume, well-understood issues. L2 picks up what L1 can't resolve. L3 handles the deepest technical escalations, the ones that require actual product or engineering knowledge. Structuring support this way keeps simple tickets from clogging a senior engineer's time, and keeps hard problems from getting stuck with someone who can't solve them.

L1, L2, or L3?

Three support tiers — and the kind of issue each one is actually built to close.

TierWhat it handlesExample
L1 (Level 1)Common, well-documented issues resolved with standard procedures.Password resets, basic account or login issues.
L2 (Level 2)More complex technical problems L1 can't resolve.Configuration errors, integration issues, unusual bugs.
L3 (Level 3)Advanced escalations requiring deep product or code knowledge.Code-level bugs, data issues, architecture-level problems.
The Deep Dive

Why the SLA is the whole difference.

What a written commitment actually changes, and how to pick your coverage window.

Why an SLA changes how support actually performs

Support without a defined SLA drifts — response times creep up, priorities blur, and nobody notices until a customer complains publicly. A written SLA sets a specific response and resolution target per priority level, which gives the team something concrete to be measured against and gives you a way to know, objectively, whether support is working.

Business hours vs. 24/7: which do you need?

Business-hours coverage fits internal tools and B2B products where users work on your schedule. 24/7 coverage fits customer-facing products, global user bases, or any system where downtime outside business hours still needs a response.

Why invest in real technical support?

Support that responds fast and resolves consistently protects both user trust and the internal time your team would otherwise spend firefighting.

Users stop giving up while waiting for a first response.

Frees your engineers

Product and engineering stop handling routine tickets.

Catches recurring issues

Pattern tracking across tickets surfaces the real root cause.

Builds a knowledge base

Documented fixes speed up every future resolution.

Protects your brand

Fewer public complaints about slow or absent support.

Readiness Check

Signs you need technical support help.

Four situations send most product and ops leads to us for support work.

  • 01

    Tickets sit unanswered for days

Users wait far longer than they should for even a first response.

  • 02

    Engineers are stuck answering tickets

Your product team spends hours a week on support instead of building.

  • 03

You're expanding to new time zones

Users now span regions your current business-hours coverage doesn't reach.

  • 04

You have no visibility into support quality

Nobody can say how fast tickets get answered or how often issues repeat.

Common technical support mistakes we help you avoid.

These five mistakes account for most of the support programs that frustrate users instead of helping them.

01

No defined SLA

Critical

Without a written response-time commitment, support quality drifts and nobody can measure it. We define SLA targets before the engagement starts.

02

Understaffed L1, overloaded L2/L3

High

Too few L1 agents pushes simple tickets up to engineers who should be building. We size each tier to actual ticket volume.

03

No knowledge base

High

Agents solve the same problem from scratch every time, with no shared record of past fixes. We build a knowledge base alongside ticket handling.

04

Inconsistent response times

Medium

Response speed that varies by who is on shift erodes user trust. We standardize process across the whole team, not just your best agent.

05

Treating support as an afterthought

High

Support bolted on after launch, with no process or tooling, struggles from day one. We scope support alongside the product, not after it ships.

How we set up your support coverage.

Six stages, from first call to a fully staffed, reporting support desk. We work in weekly sprints during setup.

01

Discovery & SLA definition

We review your product, ticket volume, and user base, then define response and resolution targets per priority.

1–2 weeks · Discovery
02

Ticketing & escalation setup

We configure or connect to your ticketing system and define the escalation path across L1, L2, and L3.

3–5 days · Setup
03

Team onboarding & training

We train the support team on your product, systems, and common issue patterns before tickets go live.

1–3 weeks · Onboarding
04

Go-live & coverage

Support goes live against the agreed SLA, with coverage hours matching your defined scope.

Ongoing · Coverage
05

Monitoring & reporting

We track response time, resolution time, and ticket volume, and report on a regular schedule.

Ongoing · Reporting
06

Continuous improvement

We refine the knowledge base and process based on recurring issues, cutting resolution time over time.

Ongoing · Improvement

FAQ

Technical support questions

The questions product and ops leads ask us most before starting a support engagement.

L1 (Level 1) support handles common, straightforward issues such as password resets and basic troubleshooting. L2 (Level 2) handles more complex technical problems that L1 cannot resolve, such as configuration issues. L3 (Level 3) handles advanced escalations requiring deep product knowledge, such as code-level bugs.

Technical support costs $1,500 to $40,000 or more per month, depending on coverage and scope. Basic business-hours support costs $1,500 to $4,000 per month, extended support with priority SLAs costs $4,000 to $12,000 per month, and 24/7 enterprise support with a dedicated team costs $12,000 to $40,000 or more per month.

Technical support responds to user or customer issues in real time through a helpdesk, ticketing, and defined response times. Software maintenance is the proactive work behind the scenes: dependency updates, bug fixes, and code changes, whether or not a user has reported a problem.

Yes. We offer 24/7 coverage for products and systems where downtime outside business hours still needs a response, staffed to match your actual after-hours ticket volume.

Response times depend on the SLA (Service Level Agreement) tier, typically ranging from under 1 hour for critical issues to 24 hours for low-priority requests. We define specific response and resolution targets in writing before the engagement starts.

Yes, on request. We scope language coverage to match where your users or employees are based, rather than defaulting to English-only support.

Both. We support products we didn't build, starting with a codebase and systems review so our support team understands the product before tickets start coming in.

Either. We work inside your existing ticketing system, such as Zendesk or Freshdesk, or set up new tooling if you don't have one in place yet.

Both. We staff customer-facing helpdesks handling end-user tickets, and internal IT support handling employee technical issues, scoped separately or together.

We track first-response time, resolution time, and ticket volume against your SLA, and report on those metrics on a regular schedule, not just when something goes wrong.

Yes. We sign an NDA before the discovery call, before you share any product or business details with us.

Yes. Most clients start with business-hours L1 support and add extended hours, higher support tiers, or 24/7 coverage as ticket volume or business needs grow.
